I have just had an extremely helpful phone conversation with Kathy on reception who was able to offer incredibly useful advice and various options for me regarding my query. She was polite, friendly and a great attribute to the surgery. I am certain she will put all potential patients at ease with her welcoming phone manner. Many thanks to Kathy - I didn't have the easiest of queries for u but your help in resolving my quandary was greatly appreciated!! :-)

very very hard to get through to on the phone to book appointments (phone just cuts of with 'line busy' tone) I need to book with the nurse for my newborns vaccinations so don't have all day calling hoping that it may get through to them at some point! Finally get though only to be told you cant book further than 3/4 weeks in advance. ok - so I'm happy to register her for the on-line booking. nope - cant do that unless you go to the surgery! (which has now moved a bus ride away form me) ok - when will the nurses 'rota' be available? - not sure - soon (very vague) ok -so i log in to the on-line booking system for myself to see if I can book an appointment and realise you cant book the nurse on-line at all - only doctors! guess i just have to keep trying the phone since i have no other choice! I cant tell you how many times this has happened to me - I have tried to call in the past and just given up hoping that I get better on my own! however this is not something that i want to do with my newborn baby! so you finally get an appointment - then you have to wait for a further 20 mins in the waiting room (sigh) - with signs constantly telling you ' your appointment is only 10mins long'

Firstly let me apologise for the trouble you have had getting through on the phone. We are an extremely busy surgery but obviously there are busier times than others when it is more difficult to get through, for example first thing in the morning. We always answer the phone as quickly as we can but demand sometimes dictates that it may be necessary for patients to try again. With regard to the online booking, it is possible to register your baby and book one GP’s appointment online, but then we ask that you bring proof of identity when you visit the surgery to allow full patient access. Unfortunately we are unable to offer nurses appointments online due to the fact that the type of appointments available with the nurse vary quite differently depending on what is required and it is important that these slots are booked correctly, both for the patient and the surgery. Our nurses appointments have been under strain in this latter part of the year as we have not had full capacity due to circumstances beyond our control, but this should alleviate in the New Year when, hopefully, things will revert to normal. We have taken on board your comments regarding baby clinic appointments and, in the New Year, we will be reviewing the amount of clinics we hold to reflect demand. Thank you so much for feedback which is very helpful in addressing patient’s concerns. Response left by Sally Gaites/Senior Practice Administrator

Hello I have been attending Southborough Lane Surgery for around 8 years and have recommended the surgery to friends who have moved to the area. This year I completed the government Doctor feedback survey and gave positive feedback on Southborough Lane Surgery's booking system and felt that the Duty Doctor call back system was very effective. I always found that a quick call from the doctor to talk through any urgent issues was most effective for my children and I would then only need to come into the surgery and take up an appointment slot if absolutely necessary. This was better use of time for myself and the GPs. I appreciated that to book an appointment for anything non-urgent, I would need to book and plan in advance but I felt this was fair enough in exchange for the great duty doctor call back system. In summary, I was a very happy patient. I understand a new slot system is being trialed for the duty doctor. I currently have 2 issues with my children that I need to speak to the Duty Doctor about (one being my 13 month old son being sick and bringing up dark brown in the sick), I called once yesterday 2/12/15 at 4.30pm (I had been trying from 2pm on and and off but the phone line kept cutting off) and was told all the slots had been taken and called again today 3/12/15 at 10am and again was told all the slots had been taken. I am a full time working mother and juggling 2 children and my job means that I'm unable to call at 8am (when I am on the school run) or 2pm when I may be in a meeting at work. As a result I feel that the service offered by the Surgery has dropped dramatically which is a real shame. I would very much appreciate a follow up conversation. I look forward to hearing from you. Lucy Fisher

Response from Southborough Lane Surgery

Thank you for your feedback. I am sorry to hear that you are unhappy with the way in which this surgery has altered its service. It is from feedback such as this that we can strive to strengthen the service we offer. We have altered our appointment system in response to a recent patient survey to enable patients to be able to make appointments more quickly and thus far, it appears to be working. I have fully investigated your experience of our service and am happy that your request was dealt with appropriately and in a timely manner today. We are hearing very positive feedback from other patients which would suggest that this system works well for many. Unfortunately we will never be in a position where we can offer full flexibility and convenience to all and can only apologise if you feel the service no longer suits your particular needs. I would be very happy to discuss this further with you should you wish to contact me but for the time being our new system will remain in place and will be reviewed on a regular basis. I don’t normally write reviews but I am extremely disappointed after my last experience. As soon as I found out that I was pregnant I booked GP appointment to be referred for antenatal appointment. I waited 2 weeks, but that was expected plus it was still early, so I didn’t mind. The doctor was very nice and recorded a referral letter for the secretary. He told me that hospitals normally take around two weeks to respond, which was still ok as I would be only 8th week pregnant. However more than two weeks passed and I hadn’t heard from the hospital, I tried to call surgery. It took me two days to get through. Eventually managed to succeed but it was after 5pm and I was told that the secretary had left for the day. The receptionist wrote a note to her informing that I was enquiring when the referral was posted so I could contact the hospital. After four days I called back (it took me a few attempts again)to find out that the letter was sent by her colleague a day before and I should call hospital in a few days to confirm that they got it. I was so upset, I told the secretary how disappointed and unsatisfied I was but she simply told me that I asked her a question she responded and she cannot help me any further! No apology, explanation nothing! I called hospital a few days later (today), and no referral has been received. I felt like crying!! I was told to do self referral!! I am 10 weeks pregnant now and I didn’t see a midwife, I hope I will be on time for the12 week ultrasound! I am SO disappointed, so upset, so very angry.

I am very sorry to hear your feedback. Please let me apologise for any distress that has been caused. It is very difficult for me to follow up this kind of feedback as it is so specific and you have not left your name to discuss this incident. If you would like to discuss it further, please contact the surgery and I would be very happy to speak with you. Response left by Sally Gaites/Senior Practice Administrator
